United Airlines - Fly the UNfriendly Skies.  A Case Study in Crisis Management
In Case Study #22 I take a look at the debacle United Airlines (Fly the UNfriendly Skies) found itself in when a customer was, literally, dragged from a flight by airport security. We all saw the videos (See link: https://youtu.be/dASATLLvGRM) and the images were shocking. It started when United offered four customers $1,000 in flight credit in exchange for being bumped from a flight, which happens in air travel. United did not want to inconvenience four customers, but they needed to get four crew members to the next city because 200 passengers were at risk of being stranded on a flight in that other city. So, in order to take care of 200 customers in another city, they were forced to bump four customers - but United wasn't saying "tough luck," they offered $1,000 in flight credits. Usually, college students traveling alone rush to the front of the line to take these deals. It's basically free travel in exchange for drinking at the airport and hanging out for several hours and taking the next flight. In this case, three customers had taken the deal / been bumped (peacefully) and United has no choice but to choose a 4th passenger. This is usually done by evaluating frequent flyer status, who has checked luggage and ticket purchase factors to determine the "odd man out." Keep in mind, the selected person is going to get the $1,000 flight credit. So United approaches Dr. David Dao and he says "no thanks" - but United says "Sorry sir, this isn't a choice." He then refuses to cooperate, which is understandable. United explains further and Dr. Dao won't budge and United is now tweaked. That's when things go reallllllly bad. By not cooperating with United, they then had no sympathy for him and he wasn't going to change the fact that he was being bumped. My take: United could have and should have moved on to the next customer and Dr. Dao was NOT SMART. So now, United staff is thinking, "OK, this guy is now being a pain - let's call security." Dr. Dao then gets difficult with airport security which is NEVER prudent as we all know airport security and TSA have THEIR OWN SET OF RULES. Dr. Dao actually told them "you will have to drag me." So they did and the rest is history and permanently memorialized here on YouTube. This Episode includes a "How to" case study on the 5-steps of crisis communications that you (and United Airlines) can use in the future: (1) The Impacted People Must Come First - Express sympathy and empathy. (2) Get Your Facts Straight - QUICKLY! - Immediately interview the people on your team who were there - not their managers! (3) Be Transparent & Available to the Media - By getting facts straight, you can give a truthful story ONCE and NEVER change it (which makes things worse). (4) OWN IT - Accept that it happened at your company, you don't need to take legal responsibility if is not your fault. - but it happened at your company and you must own that part. ABSTRACT This case study is meant to introduce the students/participants to the concept of marketing and brand management, along with competitive analysis of a consumer product. This case is presented through a well-known FMCG product i.e. Nestle's Maggi Noodles. It is an interesting study on the unexpected chain of events that made the huge company Nestle stumble, as their famous brand of noodles got into controversy when FSSAI found Monosodium Glutamate and Lead in Maggi. The case revolves around the ban on Maggi and the subsequent response of different consumer groups along with the strategies of competitive firms. It also describes how the parent company Nestle reacted to the ban and the strategies it adopted to regain customer confidence when Maggi was vindicated of all the charges laid on it. James Burke Reflects on the 1982 Tylenol Cyanide Poisoning Crisis
On September 29, 1982, three people died on Chicago's west side in a killing spree that would eventually claim seven lives.  The murderer, still unknown to this day, tampered with bottles of Extra-Strength Tylenol, lacing the capsules with cyanide.  Officials at the Food and Drug Administration hypothesized that the killer stole capsules from the store, injected the poison into the red side of the pill, resealed the package, and returned them to the store for unsuspecting customers to purchase.  Another common hypothesis was that a disgruntled Johnson & Johnson employee had inserted the cyanide into the capsules while they were still on the factory floor.  Either way, the deaths were sudden, random, and created the need for Johnson & Johnson to move quickly in order to protect the image of the company.  Johnson & Johnson issued a recall of all products currently on shelves or prepared for shipment and developed new product protection methods to protect their consumers in the future.  One of these protections was a new tamper-proof packaging, which included foil seals and other features that made it obvious to a consumer if someone had attempted to open the package. The company also introduced  a new version of their pills — a tablet coated with gelatin that would be much harder to alter than the original capsules.

After his term, his advice has been sought by world leaders including subsequent U.S. presidents. A proponent of Realpolitik, Kissinger played a prominent role in United States foreign policy between 1969 and 1977. During this period, he pioneered the policy of détente with the Soviet Union, orchestrated the opening of relations with the People's Republic of China, and negotiated the Paris Peace Accords, ending American involvement in the Vietnam War. Kissinger's Realpolitik resulted in controversial policies such as U.S. support for Pakistan, despite its genocidal actions during the Bangladesh War.[3] He is the founder and chairman of Kissinger Associates, an international consulting firm. Kissinger has been a prolific author of books on politics and international relations with over one dozen books authored. General opinion of Henry Kissinger remains widely divided. Several scholars have ranked Kissinger as the most effective U.S. Secretary of State since 1965.[4] Various activists and human rights lawyers, however, have sought his prosecution for alleged war crimes. At the height of Kissinger's prominence, many commented on his wit. Both suits were determined to lack legal foundation and were dismissed before trial.[117] Christopher Hitchens, the British-American journalist and author, was highly critical of Kissinger, authoring The Trial of Henry Kissinger, in which Hitchens called for the prosecution of Kissinger "for war crimes, for crimes against humanity, and for offenses against common or customary or international law, including conspiracy to commit murder, kidnap, and torture".[118][119][120][121] In 2011, Chimerica Media released an interview-based documentary, titled Kissinger, in which Kissinger "reflects on some of his most important and controversial decisions" during his tenure as Secretary of State. Kissinger's record was brought up during the 2016 Democratic Party presidential primaries. Hillary Clinton has cultivated a close relationship with Kissinger, describing him as a "friend" and a source of "counsel."
